A Service Level Agreement, or SLA, is used to ensure that consistent, high levels of service are managed and achieved, following industry Best Practice for Service Management (e.g ITIL/SDI).

It's important if you are using an SLA to ensure that it covers everything that your customer and / or the business requires, but also that the 'levels' you decide on and other features in the agreement are clearly defined to achieve a common understanding between all parties.
